The home\nbuyer\u2019s journey might begin with a local mortgage expert. Then, the mortgage\nexpert helps the buyer find a lender. Once the loan is approved, a borrower\ngets a mortgage servicer, too. Some lenders service their own loans, but many\ndon\u2019t.<\/p>\n\n\n\n<p>You might be familiar with your mortgage servicer as the\ncompany that posts payments to your account, which you review online from time\nto time. Your mortgage servicer is the company that keeps money <a href=\"https:\/\/www.deeds.com\/articles\/all-about-escrow\/\">in\nescrow<\/a> to pay your local property taxes and your homeowner\u2019s insurance\npremiums. To pay more each month against your principal, you visit the mortgage\nservicer\u2019s website. Mortgage servicers can help a borrower through forbearance,\nor work with a borrower to remove <a href=\"https:\/\/www.deeds.com\/articles\/a-guide-to-private-mortgage-insurance\/\">private\nmortgage insurance<\/a> from an account. Mortgage servicers also report\ntheir borrowers\u2019 payment activity to credit bureaus. <\/p>\n\n\n\n<p>In short, mortgage servicers are a big part of a homeowner\u2019s\nlife for years. Customer service is crucial.<\/p>\n\n\n\n<!--more-->\n\n\n\n<h2 class=\"wp-block-heading\">Pandemic Puts Mortgage\nServicers in the Spotlight <\/h2>\n\n\n\n<p>Many people set their mortgage accounts on autopay. The\nmoney comes out every month on its own. It\u2019s set-and-forget. When all goes\nwell, the borrower doesn\u2019t have to think about the mortgage servicer. For many\nborrowers, set-and-forget mode changed in 2020. Owners and employees of restaurants,\nmalls, travel and entertainment companies struggled for income and needed loan\nrelief. When they turned to their mortgage servicing companies for help, many\nwere put off.<\/p>\n\n\n\n<p>Some borrowers report these kinds of frustrations to the&nbsp;<a href=\"https:\/\/www.consumerfinance.gov\/complaint\/\" target=\"_blank\" rel=\"noreferrer noopener\">Consumer Financial Protection Bureau<\/a>. The worst\ncomplaints are all too common: Long waits for loan modifications, unreasonable\ndenials, bad credit information forwarded to the bureaus even when customers\nwere following approved loan modifications, and even illegal foreclosures. Most\nstruggling borrowers just want immediate assistance to help to them straighten\nout their payments and protect their credit.<\/p>\n\n\n\n<p>The firm J.D. Power runs a customer satisfaction survey of mortgage borrowers every year. The firm\u2019s <a href=\"https:\/\/www.jdpower.com\/business\/resource\/us-primary-mortgage-servicer-satisfaction-study\" target=\"_blank\" rel=\"noreferrer noopener\" aria-label=\" (opens in a new tab)\">2020 U.S. Primary Mortgage Servicer Satisfaction Study<\/a><sup>SM<\/sup> looked at the Covid pandemic as a meaningful test. Low interest rates, job insecurity and forbearance requests merged into the perfect storm for client support systems. <\/p>\n\n\n\n<p>The 2020 survey revealed that less than one-third deemed their\nmortgage companies effective online. This, although nearly two-thirds of today\u2019s\ncustomers start their search for assistance online. Picking up the phone was\nnot necessarily better. Getting a real person on the phone was a hassle for a fifth\nof borrowers. <\/p>\n\n\n\n<p>Some companies shine in these times. The three <a href=\"https:\/\/www.mpamag.com\/news\/digging-into-j-d--powers-mortgage-servicer-satisfaction-study-229563.aspx\" target=\"_blank\" rel=\"noreferrer noopener\" aria-label=\" (opens in a new tab)\">best-rated loan servicers<\/a> among current borrowers, J.D. Power reports, are Quicken Loans, Regions Mortgage,\u00a0and Huntington National Bank.<\/p>\n\n\n\n<h2 class=\"wp-block-heading\">Mortgage Loan Servicing Fees: Unfair?<\/h2>\n\n\n\n<p>Interest that mortgage servicers accumulate on their\ncustomers\u2019 escrow accounts&nbsp;becomes available for the companies that\nadminister the loans. Still, servicers charge borrowers for handling various\nkinds of paperwork and for advances to third parties when needed. And most late\npayment fees hover around 5% of the borrower\u2019s monthly mortgage payment. Fees\nvary from one company to the next. &nbsp;<\/p>\n\n\n\n<p>The servicing fees charged by some companies have come under scrutiny. PHH Mortgage is one such company. Its fees have been challenged by 33 state attorneys general. The group has called PHH\u2019s service fees \u201cexcessive, unnecessary and likely illegal.\u201d PHH has denied those claims, insisting to <em><a href=\"https:\/\/www.nationalmortgagenews.com\/news\/phh-mortgage-faces-legal-challenge-over-servicing-fees\" target=\"_blank\" rel=\"noreferrer noopener\" aria-label=\" (opens in a new tab)\">National Mortgage News<\/a><\/em> that it has not run afoul of any pertinent laws.<\/p>\n\n\n\n<p>PHH slaps payment processing fees of $7.50 to $17.50 on a\nmillion borrowers each time they pay their mortgage by phone or online, contravening\nsome state laws. The company has reserved the prerogative to hike up the\ncharges.<\/p>\n\n\n\n<p>PHH\u2019s predecessor corporation, Ocwen Financial Corp., has faced\nnumerous legal actions over its handling of borrowers\u2019 escrow funds. Moreover,\nas also reported by <em>National Mortgage News,<\/em> <a href=\"https:\/\/www.nationalmortgagenews.com\/news\/ocwen-settles-doj-claims-that-phh-mortgage-illegally-foreclosed-on-military-members\" target=\"_blank\" rel=\"noreferrer noopener\">PHH paid a settlement to military servicemembers<\/a> after\nthe Department of Justice pressed the company over a series of illegal foreclosures\nin 2019. <\/p>\n\n\n\n<p>PHH prides itself on its <a href=\"https:\/\/www.phhmortgage.com\/About-Us\" target=\"_blank\" rel=\"noreferrer noopener\" aria-label=\" (opens in a new tab)\">corporate philanthropy initiatives<\/a>. Perhaps the charity needs to start at home. <\/p>\n\n\n\n<h2 class=\"wp-block-heading\">Can Borrowers Choose Their Mortgage Servicers?<\/h2>\n\n\n\n<p>Most borrowers aren\u2019t thinking of choosing their mortgage\nservicers when they\u2019re in the loan application stage. Their focus is on coming\nout with the right loan type, rate, and terms. And yet, given the impact of mortgage\nservicing companies on the customer experience, homebuyers may want to know who\nwill be administering their mortgages once their loans are approved. <\/p>\n\n\n\n<p>But here\u2019s the rub. Lenders typically don\u2019t ask borrowers for\ntheir input into the selection of a loan servicer. Moreover, loans can be\ntransferred from one servicer to another. The borrower has to get notice of the\ntransfer before and after it happens, but that\u2019s not the same as having a say.<\/p>\n\n\n\n<p>Rebecca Walzak, president of Looking Glass Group LLC, observed nearly a decade ago that <a href=\"https:\/\/mortgageorb.com\/what-if-borrowers-were-able-to-choose-their-servicers\" target=\"_blank\" rel=\"noreferrer noopener\" aria-label=\" (opens in a new tab)\">new generations of borrowers<\/a> are primed to expect more from financial companies. They will come to insist on having their say in which companies administer their mortgages. Indeed, the mortgage servicing arena is due for a transformation. <\/p>\n\n\n\n<p>Quicken Loans introduced its online mortgage process, Rocket\nMortgage, in 2015. And already, with options such as the Rocket Mortgage app,\nborrowers can see for themselves how much they are eligible to borrow. Can it\nbe long before financial technology makes mortgage servicing a user-friendly\nproposition? <\/p>\n\n\n\n<p><strong><em>\u261b<\/em><\/strong><strong><em>\nInterested in generational differences among home buyers? The pandemic has exposed some laggards, and they\u2019ll have to\ncatch up. As automated technology continues to rise, fees for services that\ncharge escrow and servicing fees should diminish. Office overhead costs should\ngo down. Customers will expect more emphasis on responsiveness as firms streamline\ntheir costs of doing business.<\/p>\n\n\n\n<p>Meanwhile, if it is important to you that your lender\nhandles the mortgage servicing on your account, you might decide to use a\nmortgage lender that does not assign loan administration to other firms. Here\nit\u2019s notable that Quicken Loans, which routinely draws accolades for its\ncustomer service, handles its loan servicing in-house.<\/p>\n\n\n\n<h2 class=\"wp-block-heading\">One More Thing\u2026 Thank You!<\/h2>\n\n\n\n<p>One of the most interesting takeaways from the J.D. Power\u2019s\n2020 customer satisfaction survey of mortgage borrowers is this. Borrower\nhappiness goes way up when mortgage companies thank their borrowers for their\nbusiness.
